All of them describe an industry growing through demand expansion rather than supply differentiation, and those two things produce very different margins.

Travel and tourism contributed $10.9 trillion to global GDP in 2024 — one tenth of the world economy — and supported 357 million jobs, a figure the same body projected at 371 million for 2025 (WTTC, 2025). Within that volume, corporate hospitality operates as the segment of highest strategic density: every event is simultaneously a brand promise, a service operation and a source of competitive intelligence. Three functions in a single shift, and one chance to execute them.

Grand View Research valued it at $945.6 billion in 2025, projecting $1.83 trillion by 2033 at a compound rate of 8.6% a year. Europe accounted for 50.6% of segment revenue, and the U.S. market, valued at $110.24 billion in 2024, is advancing at 7.8% a year toward 2030. Capital is not scarce. Comparability, on the other hand, has become total.

An organizer pricing a conference today compares venues as easily as airfares. Infrastructure has become searchable: square metres, rigging capacity, connectivity, certifications, distance to the airport. Any attribute that can be tabulated stops differentiating the moment it is tabulated. What stays outside the table — the quality of a reply at seven-thirty on a Wednesday evening, the tone of a follow-up email, the institutional memory that this client dislikes round tables — is the only thing left that capital expenditure cannot buy.

It propagates toward the client's audience, which is the audience the client needs to retain, and that is why the cost of a service failure in MICE never equals the value of the contract.

Listening has a ceiling the industry tends to overlook: it measures what an audience expresses, not what an audience experiences. The share of attendees who write a review is small and not random, because it clusters at the extremes of the emotional distribution. An intelligence programme fed only by public mentions builds a sharp portrait of the most enthusiastic and the most irritated clients, and leaves out the middle, which is precisely where the margin lives.

The distinction shows up in the budget before it shows up in the language: service is booked as operating cost and care as investment in a brand asset, and that classification decides which of the two survives the mid-year cut.

Operational personalization. Event management platforms make it possible to retain format preferences, incident history and scheduling constraints. The value is not in remembering the client's name, which is courtesy; it is in never asking again what they answered last year, which is respect for their time and evidence that an organization stands behind the person attending them.

Hybrid attention. Logistical queries tolerate automation and frequently welcome it, because nobody wants to wait for a human to learn when registration opens. A registration host makes more brand decisions in one day than a marketing director makes in a quarter. Each is minute and all are irreversible, because the attendee never gets a second first impression. This makes training a brand-architecture function rather than a human-resources line item: whatever the protocol leaves unresolved is resolved by the individual judgement of the person at the door at eight in the morning, and that judgement is what the client will remember as "the brand".

The relationship between the two disciplines is circular rather than hierarchical. Brand Intelligence defines what the client should feel; Customer Care defines how that is achieved at each point of contact; every interaction generates evidence of real perception; that evidence recalibrates the strategy. The cycle almost always breaks at the same point: when the team receiving the complaint and the team measuring the brand share neither dashboard nor vocabulary.

Hotel loyalty programmes are the most mature and best-documented example of this integration, and also the most poorly cited. In 2024, the five leading U.S. brand families — Choice, Hilton, Hyatt, Marriott and Wyndham — closed with more than 675 million members, growth of 14.5% against room growth of 6.7%. Members accounted for 52.8% of occupied rooms, two percentage points above the previous year, while total U.S. demand grew just 1.2% (CBRE Hotels Research, 2025).

The usual reading stops there and concludes that loyalty is growing. The next line of the same study says otherwise. Room nights per member fell 4% to 1.0 a year: the average member of a U.S. hotel loyalty programme stayed one night in the entire year. Points liability fell 5.3% to $17.85 per member — 11.3% of average daily rate, against 21.9% in 2016 — the portrait of a participant who does not accumulate enough to return for the benefit.

The database grew and the relationship thinned. That is the thesis of this document: the industry's loyalty systems measure enrolment, which is an acquisition figure, and report it as loyalty, which is an outcome of care. A programme adding members through credit cards and commercial partnerships builds a legitimate and remarkably cheap demand channel — 1.6% of total revenue, $5.46 per occupied room — but it does not build a bond, and the trouble begins when the board reads it as though it did.

Intelligence as criteria, care as execution. Brand Intelligence translates perception into direction and Customer Care turns it into protocol, training and observable behaviour. Without that intermediate translation, the dashboard is expensive decoration hung in a boardroom.

Care as primary data source. Every incident handled is a brand-perception observation captured at the moment of highest emotional charge, with the client's identity fully known. No public listening tool produces data of that quality, and almost no organization records it in a format the intelligence team can read.

Corporate hospitality has worked as a customer-experience laboratory for structural reasons rather than vocation: no other sector concentrates time pressure, emotional density and public visibility in the same unit of work. A conference admits no second version and no later correction. That condition forces resolution in hours where other industries defer to committees, and from there comes the method they later import.

Organizations that answer this with evidence rarely match their own assumptions, and that gap is the first usable finding of any audit.

An NPS average describes the distribution of a self-selecting sample, because the extremes are the ones who answer: read alone, it rewards organizations that polarize and penalizes those sustaining uniformly high performance without generating enthusiasm. Read alongside Customer Effort Score and first-contact resolution, it begins to describe an operation rather than a mood.

Gartner's Value Enhancement Score works on the same corrective logic: it measures whether the interaction left the client more capable of using what they bought, not whether it left them pleased.
